Customer service representatives now pull templates and download PDFs directly from Airtable during live calls, eliminating manual searches across disconnected files.

The problem

Customer service representatives managed their working templates and reference documents across large spreadsheets and shared-drive folders. Finding the right file during a live customer interaction required switching tools and searching through folders with no consistent naming or location.

The documents lacked rich text formatting support, making it hard to scan for the relevant section of a procedure or response template. Confluence was evaluated as a replacement but was not yet in use, leaving reps dependent on siloed files.

What they built

The Customer Service and IT teams deployed Airtable as the consolidated repository for all CS templates and reference documents. Template text is stored inline in Airtable records so reps can read or copy it without leaving the tool, and PDFs are attached directly to records for one-click download during calls.

The workspace is organized so reps can find the right record quickly by topic or document type, replacing the previous multi-folder search with a single filtered view.

The outcome

Manual searches across siloed shared-drive files were eliminated. Customer service representatives now retrieve the template or document they need in one step from within Airtable, reducing time spent off-task during live customer interactions.

The team has a foundation in place to grow the knowledge base further, with a path to replace Confluence should the organization choose to consolidate documentation tooling.
